I’m the managing partner and founder of a law office. We are a civil litigation, criminal defense, and personal injury firm located in Pensacola, Florida.

We needed a higher level of answering services than what we had in the past.

What was the scope of their involvement?

We wanted to partner with a business that had sophisticated representatives, who could talk and make our clients feel like they weren’t just talking to an automated system. Apart from that, we didn’t want to miss any calls, and we wanted people to speak to someone who’s very well-spoken in the English language — and maybe trained to have empathy.

Additionally, we require them to take information down and ask appropriate questions since we didn’t have that before — we feel like we have that now with Go Answer.

What is the team composition?

I’ve been interacting with three different people so far. I have a dedicated manager who’s extremely professional, and the salespeople that we talked to prior to signing on, have always stayed involved — we’ve talked to them multiple times now in the past year and it’s been a good experience.

The salespeople are always super positive and enthusiastic in helping us. We’ve had a high level of service with the people we have worked with, and we are grateful for it.

How did you come to work with Go Answer?

I came across Go Answer after I hired a brand-new paralegal case manager who worked with them in the past. She had been researching different answering service options prior to coming on board, and she gave me a couple of the places she had found. We talked to a couple of different places, and I just felt that Go Answer was the best option.

We’ve spent around $5,000.

I believe the partnership started in October 2020, and we’re still working together.

What evidence can you share that demonstrates the impact of the engagement?

It feels like the quality of leads we’ve gotten has gone up substantially. We’ve been able to get more conversions from people, and some of them who’ve gone through Go Answer have become our clientele. When they call, they know that we’re a legitimate firm that cares greatly about giving a high level of service to every single customer — and that’s why we partnered with a great answering service.

I believe Go Answer’s work makes us look more prestigious, conscientious, and professional, I think there’s a high level of professionalism that we demonstrate by having a partner like Go Answer.

How did Go Answer perform from a project management standpoint?

Right now, we’re working on a possible project together. The way that we initiated the project was via email, which then turned into a Zoom call, and that’s where we are now —they’ve been very responsive and timely with everything they’ve done.

Sometimes, they don’t write down the full transcript after the call goes over the 10-minute mark. However, Go Answer is always transparent and prompt in providing us with the full recordings of the calls whenever we request them.

What did you find most impressive about them?

We’re impressed with how professional and even-keeled their representatives are. I’ve listened to some voice calls where the person presented very difficult situations, and Go Answer’s agents handled them with a lot of professionalism and even temperament — I think that has really stood out to me the most. They’ve also been really good at talking to people who are already upset even before calling us.

Are there any areas they could improve?

I don’t really have any criticism for them right now, because I think everything has gone very well.

Do you have any advice for potential customers?

I would advise utilizing any opportunity you can to test their product. They will give you some examples of recorded calls, and I found that the examples they gave were an accurate reflection of their service. They’ve been straight with me since day one, and they provided the service that they were selling — they really have delivered what they said they would deliver.

I don’t know what people are expecting with respect to financing and obviously, I think it can get expensive depending on how much you use them — but that can happen with anybody. With Go Answer, you get what you pay for and now, I have a high-quality answering service.

I'm the supervisor for the customer service department of an e-commerce retail business.

OPPORTUNITY / CHALLENGE

What challenge were you trying to address with Go Answer?

Go Answer is our call center during the after-hours of our business. When we originally hired Go Answer back in 2015, we needed support because we weren't happy with our previous call center — so that’s why we hired Go Answer.

Additionally, we needed chat support because we provide our services to customers through call, email, and chat, so we needed Go Answer to support most of our communication channels.

SOLUTION

What was the scope of their involvement?

They handle basically about 75% of our calls or more, from 6:00 PM–9:00 AM the following day.

What is the team composition?

During peak hours, we have about 120 agents, but during off-peak hours, we have about 60–100. However, it all depends and I think at most, we've needed about 120 agents and Go Answer handles where they situate those agents — it's usually about a 50/50 spread during peak season.

During the peak seasons, we need 60 agents on chat, 24/7, and another 60 on calls. The way the contract is with Go Answer is chat agents are considered in the bucket of dedicated agents — that means that they're only dedicated to only serving our company. They also provide us with shared agents, who take calls for us, as well as other clients.

How did you come to work with Go Answer?

Eddie (SVP), used to work for our company. He was my boss for a period of time and was actually a contractor helping us with the customer service department. He found Go Answer, and was subsequently hired by them.

How much have you invested with them?

I don't know because I only handle the volume of the work, so this would be best answered by our accounting department.

What is the status of this engagement?

We started working together in March 2015, and we continue to use them.

RESULTS & FEEDBACK

What evidence can you share that demonstrates the impact of the engagement?

Our volume during peak season jumps from about 200–2000 calls a day. It's a drastic change for about a month and a half, or sometimes even less than three weeks — and that's where we need Go Answer most.

When it comes to the abandon rate, they only average less than 5%, while the live chat average response time for their dedicated aid agents is less than 25 seconds, ranging somewhere between 15–22 seconds. In addition to that, the average duration of calls is around five minutes.

How did Go Answer perform from a project management standpoint?

We have a ticketing system we recently introduced that notes all of the interactions, whether it's product or delivery-related. We measure that for Go Answer, and we also have another document that tracks errors.

We have a core staff for customer service, so Go Answer just intakes the information, and their average error rate is less than 3% versus tickets created. In April, I believe they only had a 1% error rate.

What did you find most impressive about them?

The main thing we find impressive is their reliability. Our previous call center prior to hiring Go Answer, wasn’t very reliable.

Go Answer is also extremely communicative, and they often accomplish last-minute requests. We have a great relationship with them and we love their service.

Are there any areas they could improve?

Maybe they can improve the disclosure on their training techniques, because that might help bridge the gap of communication and help with errors. For example, we just had a huge change in our OMS system, so we had to train everyone. I think they've mentioned it maybe once or twice in a couple of years, but we would like a bit of transparency in how they train their shared agents or a dedicated agent.

What does the training look like? Or what happens after they train our trainers? Maybe that's something we can work on as partners if things need to be changed or tweaked.

Any advice for potential customers?

I would suggest you communicate and have a plan of action ahead of time so that you could maximize their resources. Additionally, you should always have frequent or weekly meetings with them, and set up an agenda so that you could go through all your talking points.
